    서비스 실패 시 기업이 이에 어떻게 대처하는가에 따라 고객의 용서 의도 및 추후 행동 의도가 달라질 수 있으므로 서비스 실패를 어떻게 극복하느냐는 기업의 오랜 관심사이다. 본 연구는 서비스 실패 상황에서 고객에게 사과메시지를 전달하는 과정에서 메시지 채널의 차이(문자 메시지 vs. 인스턴트 메시지)가 고객의 용서 의도에 영향을줄 수 있으며 이는 서비스 실패의 심각성에 따라 조절됨을 증명하고자 하였다. 이를 위해 실제 현실에서 겪음직한서비스 실패 상황을 소비자들에게 제시하고 이때 메시지 종류에 따라 소비자들의 용서 의도가 달라지는지를 보았다.
    연구 결과, 소비자들은 문자 메시지와 인스턴트 메시지의 성격을 분명하게 다르게 인식함에 따라 약한 서비스 실패상황에서는 인스턴트 메시지를 이용한 사과에 더 높은 용서 의도를 나타냈다. 반면, 서비스 실패 정도가 상대적으로높은 경우에는 문자 메시지를 이용한 사과에 더 높은 용서 의도를 보였으며 이는 메시지가 얼마나 공식적이라고 여기는지에 의해 매개되었다. 종합적으로, 본 연구는 서비스 실패에 대처하는 상황에서 메시지 채널이 미치는 영향과 관련한 이론적 공헌 및 서비스 실패의 구체적인 맥락에 따라 소비자에게 적절한 채널로 사과 메시지를 전달하는 것이 효율적이라는 실무적인 시사점 또한 제공하고 있다.

    This research investigates how conveying an apology message to a customer in the context of service failure via either a text message or an instant message can influence the customer's intention to forgive, depending on the severity of the service failure. To achieve this objective, we presented consumers with a realistic service failure scenario and examined whether their intention to forgive varied based on the message channel. Our findings indicate that consumers differentiate between text messages and instant messages and that the message channel utilized can influence forgiveness differently depending on the severity of the service failure. Specifically, for less severe service failures, apologies delivered via instant messages resulted in higher levels of forgiveness. However, for more significant service failures, apologies conveyed via text messages resulted in higher levels of forgiveness, which was mediated by the formality of the message. Based on these comprehensive results, our study provides practical implications that delivering apology messages to consumers through appropriate channels in accordance with the specific context of service failure can be effective. Additionally, our study contributes to the theoretical understanding of the impact of message channels in response to service failure.

To achieve this objective, we presented consumers with a realistic service failure scenario and examined whether their intention to forgive varied based on the message channel.
