서비스 북구 공정성이 복구만족과 재방문 의도에 미치는 영향과 서비스 실패 심각성의 조절효과 : 중국 소비자를 중심으로 = The Effects of Service Recovery Justice on Customer Satisfaction, Repurchase Intention and the Moderating Effect of Service Failure Severity-With a Focus on Chinese Consumers

국문 초록 (Abstract)

본 연구는 중국 소비자를 대상으로 시나리오 기법을 사용하여 서비스 복구 공정성과 복구만족, 재방문 의도와의 관계에서 서비스 실패 심각성의 조절효과를 분석하였다. 분석결과, 분배공정성이 복구만족과 재방문 의도에 미치는 영향에 있어 서비스 실패의 심각성은 유의한 조절효과가 발생하는 것으로 나타났다. 하지만 복구과정에서 고객들이 지각하는 상호작용공정성은 복구만족과 재방문 의도에 미치는 영향에 있어 심각성의 조절효과가 통계적으로 유의하지 않는 것으로 나타났다. 본 연구는 최근 고환율에 따른 중국관광객의 증가에 따라 이들이 국내에서 사용하게 될 호텔기업들에 실무적 시사점을 제공했다는 점에서 그 의의를 찾을 수 있다.

다국어 초록 (Multilingual Abstract)

This study extends previous research by investigating the role of service failure severity within the existing framework of service recovery research. After controlling an impact of customer complain propensity, this research compares the moderating effects of service failure severity in the hotel sector of China. The results indicate that service failure severity plays a moderating role between perceived distribute justice and customer satisfaction and repurchase intentions. Moderating effects, however, are not found in interactional justice. The results of this study suggest various implications for domestic hotel organizations.
