서비스제공자의 그릿(Grit)이 감정고갈 고객지향성에 미치는 영향 = The Effects on the Customer Orientation and Emotion Exhaustion Influenced by Service Provider’s Grit

국문 초록 (Abstract)

본 연구는 고객지향성에 영향을 미치는 요인으로 서비스제공자의 그릿과 감정고갈에 초점을 맞춘다. 서비스제공자가 직무특성으로 경험하게 되는 감정고갈이 개인적 특성변수인 그릿에 의해 완화내지 극복될 수 있는지를 실증적으로 검증하는데 연구의 차별성이 있다. 기존 연구에서 서비스제공자의 고객지향적 행동의 선행변수로 조직몰입과 직무만족간 관계에 대한 연구가 진행되었지만 감정적 요인과 비인지적 특성에 대한 연구는 미흡하였다. 최근 다양한 분야에서 그릿(grit)이 직무성과를 높이는데 있어 공통된 특성변수임이 확인되고 있다. 본 연구는 그릿이 서비스분야에서 감정고갈과 서비스성과(고객지향성)를 예측하는 변수인지를 실증적으로 검증하는데 초점을 맞춘다.
연구목적을 달성하기 위해 고객센터의 고객응대 업무를 맡고 있는 직원을 대상으로 설문을 통해 자료를 수집하였으며 최종적으로 106부를 구조방정식 모형을 통해 가설을 검증하였다.
분석결과를 요약하면 다음과 같다. 첫째, 서비스제공자의 그릿이 감정고갈에 부의 영향을 미치고 있음이 실증되었다. 둘째, 서비스제공자의 그릿은 감정고갈을 통해 고객지향성에 영향을 미치고 있음을 확인하였다. 셋째, 서비스제공자의 그릿은 고객지향성에 통계적으로 유의미한 수준에서 긍정적인 영향을 미치고 있는 것으로 나타났다.
본 연구를 통해 서비스제공자의 그릿이 감정고갈을 완화시키고, 고객지향성에 중요한 영향을 미치고 있음이 확인되었다. 이는 서비스분야 인적자원관리와 감정고갈을 관리하는데 있어 서비스제공자의 개인적 특성을 고려하는 등 선행적 방안이 검토되어야 한다는 전략적 시사점을 제공하고 있다.
