CRM 품질요인과 혁산확산성과에 관한 연구

국문 초록 (Abstract)

본 연구에서는 CRM 활용의 중요성이 증가하는 가운데 CRM이 정보시스템으로서의 품질적 요인과 CRM을 활용하는 조직의 혁신확산 관점에서 이용수준과 만족도, 이용성과 그리고 확장이용의도와 같은 변수들의 관계를 알아보고자 다음과 같은 연구를 진행하였다. 첫째, CRM 시스템의 품질 요인을 구성하는 개념은 무엇이고, 세부 요인들은 무엇인가? 둘째, 보험회사를 중심으로 CRM 시스템의 품질 요인이 CRM 이용수준과 만족도에 어떠한 영향을 주는가? 마지막으로 보험회사의 CRM 시스템의 현재의 이용수준과 만족도가 향후 확장이용의도와 어떠한 관계를 나타내는가? 그리고 이를 통해 나타난 CRM 시스템의 발전방향은 무엇인가? CRM 활용이 비교적 활발한 보험업계를 대상으로 설문조사를 실시하여 선행연구를 통해 구축된 연구모형을 검증을 위해 구조방정식 모형을 사용하여 가설 검증을 시도하였으며, 결과적으로 CRM의 품질 특성은 CRM을 이용하는 조직의 이용수준과 만족도, 또한 CRM을 이용하는 조직의 실질적인 이용성과는 이용수준 보다는 CRM 이용에 따른 만족정도와 유의한 관계를 보여, 결국 CRM의 이용성과는 CRM의 혁신 확산 관점에서 향후 확장이용의도에 긍정적 영향을 주는 것으로 나타났다. 따라서 CRM의 중요성이 날로 더해가는 지금 본 연구는 현재 CRM 활용기업의 발전적 미래에 대한 실무적 시사점과 CRM 시스템을 도입하고자하는 기업에 있어서 CRM의 품질 특성 요인을 구체화함으로써 CRM 선택에 있어서 도움을 줄 것으로 기대된다.

다국어 초록 (Multilingual Abstract)

Under the high growth of CRM importance and usage, it may be meaningful to understand the relationships among the variables of CRM system in quality and the variables in the view of innovation diffusion such as CRM usage, satisfaction, CRM performance, and intention of CRM extension. The main research questions in this study can be classified into three parts. 1. What are the constructs and the specific variables of CRM system in quality? 2. How do CRM system quality variables in insurance companies effect CRM usage and satisfaction? 3. What are the relationships among CRM system usage, satisfaction, CRM performance, and intention of CRM extension in the view of innovation diffusion theory? To find the answers on the above mentioned research questions, it performed a survey to insurance companies which are using their own CRM system, and analyzed the data from the survey to examine the research model and the hypotheses of this study, which were developed through literature review, with the structural equation model (LISREL). As the results, the quality variables of CRM system have statistically significant relationships with CRM usage and satisfaction, CRM satisfaction has a significant relationship with CRM performance, but than CRM usage does not show the statistically significant relationship with CRM performance. And it showed that CRM performance has a positive effect to intention of CRM extension in future. Recently, as the importance of CRM is getting higher to take the competitive power of enterprises, it hopes that this study provide the practical implications to enterprises, which are using CRM and considering the adoption of CRM, through the characteristics of the quality of effective and efficient CRM functions and the processes of successful adoption and adaptation of CRM in the view of CRM diffusion suggested by the study.
